The Challenge
Large enterprises often suffer from "experience silos," where different lines of business use inconsistent terminology, tone, and logic patterns. Outdated "directed-dialog" systems—where users are forced through a rigid script—created a robotic and frustrating experience for customers.
The mission was to modernize the core platform logic and establish a unified Design Language System that could scale across the entire enterprise.
The Strategic Pivot
I led the transition from rigid scripts to Intent-Driven Design. This involved not just a technology shift, but a cultural shift in how we approach conversation. I established a library of conversational standards that prioritized natural language, consistent patterns, and modularity.
